### Key takeaways: Genesys Cloud and AI Agents: What to Test Before You Add Agent Assist

- At 6:50 PM on a Tuesday, a policyholder calls to ask why her claim payment hasn't arrived.
- To tell the policyholder when the money lands, the AI agent needs the claim record, the payment status and any notes from the last adjuster.
- Say the claim payment was held for a missing bank form, and the policyholder is upset because it's her second call.
- AudioHook streams voice interactions from Genesys Cloud to an outside service in near real time, over WebSockets secured with TLS.
- Get these answered in writing before the security review:
- Gather access, call reasons and rules before kickoff.

You can run AI agents and live agent guidance alongside Genesys Cloud while Genesys keeps routing, queues and reporting. Your Architect flows decide which calls reach an AI agent, and anything that needs a person goes to a Genesys queue. Orvera AI Agent Assist hears live calls through Genesys Cloud AudioHook and guides the human agent while the customer is still talking.

Orvera AI runs AI agents for customer experience teams across voice, chat and email, and Genesys Cloud is in the [Orvera AI integration directory (opens in a new tab)](https://orvera.ai/integrations). If you're still choosing a platform, our [Genesys Cloud review (opens in a new tab)](https://orvera.ai/blogs/genesys-review) covers that.

## Where do AI agents sit in a Genesys Cloud call path?

At 6:50 PM on a Tuesday, a policyholder calls to ask why her claim payment hasn't arrived. Genesys Cloud answers the call, and an Architect flow runs your usual steps: language selection, account lookup, business hours. You choose which call reasons go to the AI agent.

Genesys gives you more than one way to move a call. The Transfer to Number action sends an interaction to an external number, with a Failure path if the transfer can't complete. Genesys also documents an Audio Connector, which streams caller audio to an outside service that can answer with audio. Ask each vendor which path it uses, and watch that path carry one of your calls.

Everything around the AI agent stays in Genesys. Queues, skills, schedules and dashboards keep working the way your team runs them. Orvera AI provides VoIP phone lines in the US and Canada, or connects to the carrier you already run.

## What should the AI agent read, and what should it write back?

To tell the policyholder when the money lands, the AI agent needs the claim record, the payment status and any notes from the last adjuster. On voice, Orvera AI agents can be set to match IDs such as claim or member numbers exactly, so the agent never settles for the nearest match on a customer's record.

Genesys data actions let a flow gather data from external systems, including JSON web services, Salesforce and Zendesk. Flows use that data for routing decisions, and agent scripts can show it to your team. Orvera AI agents answer from your approved documents and policies, and they write outcomes back to your system of record.

Use this sheet to verify any vendor.

| Step in the call | What Genesys Cloud provides | What to check with the vendor |
| --- | --- | --- |
| Call reaches the AI agent | Architect flows, Transfer to Number with a Failure path, Audio Connector for two-way audio | Which method the vendor uses, and what the caller hears if the connection fails |
| AI agent looks up the account | Data actions to web services and CRM platforms | Which systems it reads, and whether it uses your existing data actions or its own connections |
| Handoff to a person | Transfer to ACD with queue, ACD skills, language skill and priority | That each handoff type reaches the right queue with the right skills |
| Context travels with the call | Participant data that persists between flows and can appear in agent scripts | Whether the summary reaches your agent's screen, where it shows up, and which fields carry over |
| Live guidance on calls | AudioHook stream of customer and agent audio over secure WebSockets | Start point of the stream, which channels it takes, and how a dropped stream is handled |
| Records after the call | Interaction overview with transcript and recording, subject to permissions | Where AI call transcripts and summaries are stored, and who can see them |

## When a caller needs a person, what should reach the Genesys queue?

Say the claim payment was held for a missing bank form, and the policyholder is upset because it's her second call. The AI agent hands the conversation to a person with a full summary attached. On voice, the transfer can be set to warm or blind for each AI agent.

In Genesys, the Transfer to ACD action sets the queue, the ACD skills a person must have, the language skill and a priority. Each point of priority counts as one minute of waiting time. Set Participant Data stores attributes that persist when the call moves from one flow to another, and an agent script can show them.

Set the queue for each handoff type before testing, then watch the receiving agent's screen on the test call. Check whether the AI agent's summary reaches that screen, and where.

## How does Agent Assist hear a live call through AudioHook?

AudioHook streams voice interactions from Genesys Cloud to an outside service in near real time, over WebSockets secured with TLS. The session can start when the interaction enters the system, when it transfers to a queue, or through a flow action or API request. The service can receive the customer and agent as separate channels, or one channel only. In the current release, the stream follows the customer participant.

AudioHook Monitor comes from the Genesys AppFoundry, gets configured and activated in Genesys Cloud, and starts streaming through a queue with audio monitoring turned on or through the Audio Monitoring action in a flow. Genesys recommends against using it to process audio during PCI-relevant interactions, such as secure flows.

Orvera AI Agent Assist connects through Genesys Cloud AudioHook. While the human agent talks, it surfaces approved knowledge, recommends a next action, flags escalation cues and compliance requirements before a risky action, and writes a summary at the end. Each suggestion is logged as accepted, edited, copied or dismissed, so a supervisor can see what agents used.

## Who scores the calls, AI and human alike?

Your QA lead shouldn't run two programs. Orvera AI Quality Management scores AI-handled and human-handled conversations, plus Assist-guided ones, against your own scorecards, weights and fatal compliance checks. Every score links to transcript evidence, and scoring is calibrated against your own QA analysts at deployment.

Genesys keeps its own records too, with the transcript and recording in the interaction overview for users who hold the right permissions. Agree early which system supervisors open first, so coaching notes stay in one place.

## Which questions should IT ask before go-live?

Get these answered in writing before the security review:

- Which Genesys Cloud permissions and OAuth scopes does the vendor need, and why each one?
- Where is call audio processed and stored, for how long, and in which region?
- AudioHook connects only to hosts with certificates signed by a public certificate authority, and it supports an API key, plus an optional client secret that signs each request. Will the vendor's endpoint use both?
- AudioHook discards audio when transmission falls behind and then reports the gap. How does the vendor's service handle that gap?
- Which outside services process audio and transcripts, and are they named in the contract?
- How are PCI-relevant moments, such as card capture, kept out of the stream?
- Who at the vendor can see transcripts, and is that access logged?

## Can a vendor handle your own calls?

Run the trial on your own recordings. Pick five calls from last month: one routine, one angry repeat caller, one in Spanish or another language your team handles, one that needed a supervisor and one that ended in a transfer. Ask the vendor to run them in a test setup connected to a non-production Genesys Cloud environment.

On each call, look at whether the AI agent read the right record and whether the handoff reached the right queue. Then ask your senior agents to judge the guidance Agent Assist offered.

Then ask about results. First-contact resolution runs about 80%, and average handle time falls 8 to 15% in the first 90 days, largely through Agent Assist. Both are averages across Orvera AI customer engagements. Measure against your own baseline.
